What is agent assist? (And who on your team it helps)
Agent assist is the AI panel sitting next to a rep on a live call or chat, transcribing, retrieving the right article, and drafting a reply the rep approves or discards. The gain is real but lopsided. New reps speed up a lot, tenured reps barely move, so rollout order matters more than the vendor.
What runs while the rep is still talking
Speech-to-text turns the live call into text, intent detection matches it to a known issue, retrieval pulls the matching knowledge article, and a generator drafts a reply the rep can send, edit, or ignore. Transcription alone runs on roughly a 300 millisecond budget, and AssemblyAI's implementation guide notes that a full second of lag is enough for reps to stop watching the panel. Google Cloud ships nine separate pieces under the Agent Assist name, including Smart Reply, Knowledge Assist, AI Coach, Summarization and Live Translation, so a rollout can switch on one and leave the other eight dark.
Who on the team gets faster
Not everyone. The NBER study of 5,179 support agents found 14 percent more issues resolved per hour on average, 34 percent for novice and low-skilled agents, and close to nothing for the experienced ones. A tenured team produces a flat dashboard and the tool looks broken. A queue with heavy churn and a long ramp is where the number shows up.
What decides adoption
Two failure modes, both about the rep rather than the model. Wrong suggestions: a couple of bad drafts and the panel gets ignored for the rest of the quarter. Skill atrophy: reps reading prompts all day stop building the product knowledge senior reps run on, which AmplifAI names as the long-term cost. Scope the first rollout to one queue with a measured baseline handle time and give one person ownership of article freshness. If the team is under 10 tenured reps on a stable playbook, skip it until hiring picks up.
